Abandon RateABN

The percentage of callers who hang up before reaching an agent, usually while waiting in queue.

Definition

Abandon rate is the percentage of callers who hang up before reaching an agent, usually while waiting in queue. It is calculated as abandoned calls divided by total calls offered, multiplied by 100.

Abandon rate is directly linked to service level and average speed of answer. As wait times grow, more callers give up, so a rising abandon rate is often the earliest visible symptom of a staffing shortfall, sometimes before service level itself drops noticeably.

A healthy range is usually 2 to 5 percent, though it varies heavily by industry and caller intent. Chasing zero abandon rate is usually a mistake, because a small number of hang-ups come from callers who solve their own issue while waiting, which is normal and not a sign of a problem.

Abandon rate should always be read alongside average time to abandon. Callers who abandon quickly signal a different problem than callers who abandon after a long wait.

Why it matters

  • Rising abandon rate is often the first sign that a queue is understaffed, before service level visibly moves.
  • It directly reduces revenue and customer satisfaction in sales or service environments, every abandoned call is a lost interaction.
  • Reading it with average time to abandon separates staffing problems from routing or self-service problems.
