Definition
A handled call is any contact that reaches and is answered by an agent, as opposed to an abandoned call that the caller disconnects before reaching anyone.
Handled calls are the base unit most WFM metrics are built on. AHT is calculated only across handled calls, and occupancy and productivity figures reference handled volume rather than total offered volume.
Handle time itself covers the full interaction, including any hold time and after-call wrap-up, not just active talk time.
Why it matters
- Most WFM calculations use handled volume, so mixing handled and offered counts silently distorts AHT and occupancy.
- Improving the handled-call rate, fewer abandons, is often the fastest way to reduce effective workload without changing headcount.
- Handle time includes wrap-up, so process changes after the call affect handled call capacity.
