Definition
Schedule conformance measures whether an agent worked their total scheduled minutes for the day, regardless of exact timing. It is distinct from schedule adherence, which measures whether the agent was doing the specific scheduled activity at the specific scheduled time.
An agent who takes their lunch an hour later than planned but still completes every scheduled minute of work has low adherence for that hour but full conformance for the day.
Conformance is a coarser, more forgiving metric than adherence, because it forgives swaps, moved breaks and shuffled activities as long as the totals match. Most contact centres track both, since a team can look fine on conformance while having real timing problems that only adherence would catch.
Why it matters
- Conformance answers whether the hours happened; adherence answers whether they happened at the right time, and only the second protects service level in peak intervals.
- Judging agents on conformance alone can hide systematic break misplacement that quietly erodes interval coverage.
- The gap between the two metrics is diagnostic: high conformance with low adherence points at timing, not effort.
