Definition
Skill-based routing matches contacts to agents based on defined skills, language, product, tier, channel or value segment, rather than sending everything to a single pool. It improves resolution quality and lets you protect high-value or specialist queues.
It also carries a real efficiency cost. Splitting one large queue into several small ones removes pooling benefit, and small queues need proportionally more agents to hit the same service level. This is queueing arithmetic, not a configuration problem.
Practical designs limit skill combinations, use priority and overflow rules with time-based thresholds, and cross-train enough agents to give the routing engine flexibility without fragmenting the pool.
Why it matters
- Skill design is one of the biggest hidden drivers of staffing cost; every additional skill silo adds headcount.
- Erlang C must be run per skill group, not on the blended total, or the plan will systematically understaff.
- Cross-training decisions are effectively staffing decisions, so WFM should be involved in routing design rather than inheriting it.
